Setting Up WhatsApp in Service Cloud

Enable your support team to assist customers via WhatsApp by creating a Messaging channel. Customers can reach out to your company through the mobile or desktop app, and agents can respond directly from the Service Console.

Required Editions:

Available in Lightning Experience.

Explore Enhanced WhatsApp Channel Capabilities:

In an enhanced WhatsApp channel within Salesforce, your support team gains access to a suite of messaging tools designed to efficiently resolve customer issues. Agents and enhanced bots can communicate with customers using various formats, including voice messages, different file types, and questions with clickable options. If necessary, agents can transfer customers to other agents, queues, or Omni-Channel routing flows, or mark a session as inactive if the customer becomes unresponsive. Additional features such as read and delivery receipts, typing indicators, flag raise, and supervisor whisper empower agents to manage their workload effectively. Moreover, agents can initiate messaging sessions with customers, while administrators can utilize flows to send automated notifications based on approved WhatsApp templates.

Starting an Active WhatsApp Conversation from the Service Console:

You can create one or multiple enhanced WhatsApp channels via the Messaging Settings page in Setup, with each channel associated with a distinct messaging platform number.

Important Notes:

Standard WhatsApp channels are set to retire in mid-2025 due to WhatsApp API changes. As of July 1, 2024, creating new standard WhatsApp channels is no longer possible. To prevent service disruptions, it’s recommended to upgrade existing standard channels to enhanced ones before July 30, 2025. Refer to Considerations for Upgrading or Migrating to Enhanced WhatsApp for further details.

Getting Started:

  • Create an Enhanced WhatsApp Channel in Service Cloud: Establish an enhanced WhatsApp channel to facilitate customer support via WhatsApp. Enhanced channels enable agents to transfer messaging sessions, collaborate with supervisors, and deliver interactive content. Additionally, learn how to upgrade from a standard channel to an enhanced one or migrate a number from an external business service provider.
  • Create a Standard WhatsApp Channel in Service Cloud: Set up a standard WhatsApp channel to provide customer support via the platform. However, keep in mind that standard channels are scheduled for retirement in mid-2025, so opting for an enhanced channel is recommended to avoid future upgrades.
  • Enhanced WhatsApp Messaging Channel Activation Checklist: After creating an enhanced WhatsApp channel, ensure it’s ready for business by running through a checklist to verify its readiness. Once confirmed, activate the channel to commence assisting customers via WhatsApp.
  • Considerations for WhatsApp in Service Cloud: Before creating a channel in Service Cloud, review important considerations regarding WhatsApp Business communication with users.
  • Considerations for Upgrading or Migrating to Enhanced WhatsApp: Before transitioning from a standard to an enhanced WhatsApp channel or migrating a phone number from an external business service provider to an enhanced channel, consider key factors.
  • Compare Standard and Enhanced WhatsApp Channel Capabilities: View a comparison of standard and enhanced WhatsApp channels to understand their respective features. Going forward, enhanced WhatsApp channels will exclusively receive new features.
  • Send Automated Messages in the FaceBook messaging platform: Utilize standard and enhanced WhatsApp channels in Service Cloud to send automated, template-based messages to customers, providing updates on cases, orders, or other relevant information.
  • Test Your WhatsApp Channel in Service Cloud: Ensure the functionality of your WhatsApp channel by conducting tests to verify its performance. While optional, using a sandbox environment is recommended for testing purposes.

From the WhatsApp VP of Business Messaging at Meta

New integration will help businesses build experiences to chat with customers on WhatsApp, while being able to manage communication directly from the Salesforce platform.

We want more people to benefit from faster, richer interactions, and we continue to invest in ways to make it quick and easy for businesses to get up and running on the platform. Today we’re taking a big step in making our WhatsApp Cloud API’s powerful capabilities easily available to all Salesforce customers globally, through a new partnership that will enable these businesses to offer new experiences right on WhatsApp and easily manage these across Salesforce Customer 360 applications.

Messaging is quickly becoming the go-to way for businesses to communicate with their customers. Already, more than one billion users connect with a business account across Meta’s messaging services every week, and this pace is only accelerating. Earlier this year, we opened up the WhatsApp Business Platform to any business across the world to help them get started on WhatsApp in a matter of minutes – deepening customer relationships, driving sales and providing support in an efficient and delightful way.

By partnering with Salesforce, the world’s largest CRM platform, many more businesses will be able to use the messaging platform to connect with their customers seamlessly. For example, as a part of the pilot for the integration, L’Oréal group brands will use WhatsApp to reconnect with consumers who had previously left items in a shopping cart and will send them coupons and offers, right on the chat thread.

This is just the beginning. We’ll continue to build tools that will help more businesses provide support to their customers, showcase and discuss products, and more. We’re thrilled to be working alongside partners like Salesforce to make it easy for businesses everywhere to transform how they communicate.
